We don't need a retention strategy, we get good feedback and our customers like us

In this episode of Engage and Thrive, I’m debunking a common business myth: that satisfied customers will always stick around. While it’s easy to assume that happy customers automatically translate into loyal ones, the truth is more complex. Retention isn’t just about satisfaction—it requires a proactive strategy to ensure customers stay engaged. According to Forrester Research (2019), 80% of future revenue often comes from 20% of existing customers. This means customer retention should be a major focus for any business, especially once you’ve built a stable base.

On a personal note, I’ve been in the business of retention for quite some time. Funny story—during my university days, while studying for my Marketing degree, I worked part-time as a Retention Manager at a gym. My role was to keep members engaged, encourage them to renew their memberships, and prevent them from moving to other gyms. That hands-on experience taught me a lot about what keeps customers loyal—and it’s rarely as simple as just providing a good service. It’s about ongoing engagement, offering value beyond the product, and always giving customers a reason to stay.

Retention is far more cost-effective than acquisition. Forrester’s research found that it costs 5 to 7 times more to acquire a new customer than to keep an existing one. Moreover, increasing customer retention by just 5% can boost profits by 25% to 95%. These numbers really emphasise the importance of making retention a key part of your business strategy.

In this episode, I’ll walk you through five effective retention strategies that businesses of all sizes can implement to keep their customers coming back. These aren’t just standard loyalty programmes, either—retention is about more than rewarding repeat purchases. We’ll be talking about strategies like personalised customer experiences, post-purchase engagement, value-added content, and more.

Retaining customers is about building lasting relationships. Even if customers are happy with your product or service today, they can still be tempted away by competitors if you’re not actively nurturing that relationship. In today’s competitive landscape, it’s easy for customers to switch brands with just a click, so it’s crucial to stay engaged.

Customer Retention

Customer retention refers to the strategies and efforts a business uses to keep its existing customers engaged, satisfied, and loyal, encouraging repeat purchases and reducing customer churn.

Customer Loyalty

Customer loyalty is the ongoing relationship and trust a customer builds with a brand, where they consistently choose the brand over competitors, not just due to satisfaction, but because of an emotional connection and perceived value.

CLV - Customer Lifetime Value

A metric that estimates the total revenue a business can expect from a single customer over the entire duration of their relationship. It helps businesses understand the long-term financial impact of customer retention and acquisition efforts, emphasizing the value of keeping loyal customers engaged for continued purchases.

Churn Rate

is the percentage of customers who stop using a product or service within a given time period. It helps businesses measure how effectively they are retaining customers and identify areas for improvement in customer satisfaction and engagement. A lower churn rate indicates better customer retention, while a higher churn rate signals potential issues with customer experience or competition.

NPS - Net Promoter Score

Measures customer loyalty by asking how likely they are to recommend a brand, with scores ranging from -100 to +100 based on the percentage of promoters minus detractors.
